Recently, renowned restaurateur Danny Meyer, chief executive of New York-based Union Square Hospitality Group, introduced a new enterprise, Hospitality Quotient or HQ. New York-based Meyer, who operates such restaurants as Eleven Madison Park, Tabla, Union Square Cafe, Blue Smoke and Shake Shack, often has been cited by guests and industry observers for his singular attention to providing great hospitality at all of his restaurants. Susan Salgado, Union Square Hospitality Group’s director of culture and learning, is heading up this latest venture, which consists of training seminars that focus on the basic hospitality tenets Meyer has employed to achieve success. Like her mentor Meyer, Salgado believes that providing exemplary hospitality is an operational dictate for businesses of all kinds. Why do you think hospitality has become such an integral part of the dining experience, particularly over the last couple of years?

In our business, how we interact with people determines whether they’ll come back. The recession highlighted the fact that [offering better] service is the most important thing you can do to improve business. You get one shot to do it right. You’ve explained that service and hospitality are actually different? Why is that and how do you differentiate between the two?

We define service as a technical dimension of our work. At our restaurants, getting the right food to the right people at the right table at the right temperature [is classified as] service, but hospitality is a bit more difficult [to define]. It’s about being able to read the signs and understand what the customer wants. That is integral to great hospitality. By listening and talking you get a sense of what the customer wants. That’s dialogue. Service is a monologue. You mention that great hospitality must develop from the inside out, that employees must treat each other well before they can offer it to the guests. Why?

It’s all about providing hospitality for your team at home; it’s not an “us versus them” mentality. Think about your employees as internal customers. It all starts with taking care of each other. If the team feels they are not in a great place to work, how can they extend great hospitality to guests? They could provide good technical service, but not the feeling behind it. By caring about each other, we produce energy in the system. At USHG we have an acronym we use every day: RICHEST — respect, integrity, courtesy, humility, empathy, self-awareness and trust. We hire people who want to win. If you do that you will create enough energy so that it will overflow to other stakeholders. We call those people 51-percenters. They represent 51 percent of people who are emotionally capable of doing the job; the other 49 percent are technically capable.
